Feeling the Love

The concluding phone call happened a few hours ago and I remain not just surprised but shocked by the positive and unexpectedly strong support Diane and I received from dispatch yesterday and today.

A courier was in our truck from Monday morning through late Tuesday afternoon. The freight was not explosive but she was. The core issue was the courier's insistence that she did not have to stay in the passenger seat with her seat belt on for the duration of the trip, and our insistence that she did (per DOT requirement).

Over a half-dozen calls were made to dispatch during the run to either provide updates or to have dispatch talk to the courier. Each time, someone different answered the phone. Each time, the agent, dispatcher or facilitator was 100 percent supportive of us. Their support was total. They never questioned our actions or suggested we change our behavior or attitude. They were in our corner 100 percent. (We were level-headed and professional the whole time, which probably helped.)

After we got the freight safely delivered and the courier off the truck, I called the facilitator who was monitoring the situation to report that the run was successfully completed. As we discussed the run, the facilitator shocked me when she said that courier is now banned from all FedEx Custom Critical trucks. Diane and I did not request or expect this. The ban was a decision made by people in the office on their own. The facilitator was adamant. "We do not tolerate that kind of behavoir from anyone" she said. (The courier did not go off on just us. She let dispatch have it with both barrels too.)

There was a lot of behavior and I won't go into the details. What I want to share here is the gratitude Diane and I have for the support given us by dispatch on this run. This kind of support and understanding is something we have not experienced in recent months. It felt good to experience it again.

Usually, it is something like, "In the interest of putting the customer first, can't you do _______ just this once?" or "The customer has requested ______ and there is nothing we can do." Not this time. This time it was, "We do not tolerate that kind of behavior from anyone" and the customer (courier) was banned.

Wow!

Tip: If you are having difficulty with a courier or custoemr, and you know you are on solid ground, put him or her on the phone with dispatch. They can help. You don't have to deal with such things alone, and in most cases, it is better not to.

p.s. We have had many couriers in our truck over the years. This is the first time ever that we had an issue like this and got dispatch involved. Most courier runs are issue-free (though it is always great to the that third person out of the truck when the run is over).

Phil,
Just curious.
Was the courier upset about having to wear the seatbelt of having to stay in the passenger seat?
What was she wanting to do? Lay in the bunk watching TV while the two of you hand fed her bon bons?

LOL...good one. Does make ya wonder. Did she see that big sleeper and just decide she'd be more comfortable in the back? Maybe she was going after a snack!:p

She was upset about having to stay in the passenger seat. She was willing to wear the seat belt while there.

Regarding TV, bunk, snack, bon bons and such, we have never had a courier make any such requests. That is because we are very clear before the courier even enters the truck that he or she will be in the passenger seat for the entire trip. We make it a practice to notify dispatch of this requirement well before we arrive for the pick up, and to ask dispatch to contact the shipper to notify the courier of the requirement.

Couriers are allowed on our truck. They are not permitted in the sleeper at any time for any reason. Dispatch knows this about our truck. We believe they have that information on file. We also remind them of this immediately after accepting a courier-involved load.

Accommodations we make for the courier's comfort and safety are made clear in the briefing we give couriers before and as they enter the truck. The briefing includes:

- A demonstration by the driver showing the courier how to use the grab handles and steps to properly enter and exit the truck.

- The requirement that the courier be in the passenger seat with the seat belt on whenever the truck is moving.

- A freshly purchased bottle of water is provided to the courrier free of charge (we re-use our water bottles and keep them to ourselves).

- A full-size pillow with a freshly laundered pillow case is available to the courier (we keep an extra pillow case just for courriers and have a pillow to spare).

- Courier is told to request bathroom stops, food stops, stretch breaks and smoke breaks as freely and often as he or she wishes. We have a delivery time but the courier is free to modify it at will.

- No smoking in the truck.

- The courier is instructed how to use the seat buttons and arm rests to adjust for comfort.

- The courier is permitted to put his or her feet on the dash if shoes are removed.

- Luggage and/or tote bags can be kept in the sleeper if the courier needs access to them or up front if they are small. If access is needed, the driver or co-driver will pass the bags forward.

- We have a computer lap desk that the courier may use upon request.

- Courier use of lighted objects (reading lights, laptops, smart phones, DVD players) while the truck is being operated at night are permitted only if the lighting is such that the driver is not distracted or bothered.

- Driver will play the radio, music and podcasts only if the courier is agreeable.

(We will not do what some drivers do when they try to evangelize the courier by playing religious stations or impose a political point of view by playing Fox non-stop from pick-up to delivery. We have headphones in the truck that the courier can use if he or she does not have them. That frees us to listen to the radio while he or she listens to something else, either on a device that we provide or on the courier's device. Almost all couriers come now with headphones or ear buds and a player of some sort, so driver use of the radio is not an issue).

Now, that's funny......where does she go when she roams around while driving/riding in her personal vehicle?? Sounds like you had a real brat on your hands.

I would not characterize her as a brat or anything else. I don't know her. All I know for sure was how she behaved in the truck on this trip.

Emotionally, we feel sad that she got banned and wonderful that dispatch backed us up like they did. She deserves the ban but that is not the story of this run for us. For us, the story is how dispatch backed us up. That is what we will most remember and most appreciate. Knowing we had dispatch support helped us keep a level head in dealing with someone who was not doing the same.

You're right, she acted like a brat.

As for dispatch backing you up, it helps when they can actually hear what's going on as opposed to being told about it second hand. We once had a shipping person get really nasty with Jim about how the truck was loaded. The more Jim tried to explain, nicely (he has more tact than I), the more the man escalated the conversation. It finally got to the point that dispatch had to be called and when they heard the background yelling and such, we were taken off the load....when we left, the guy was asking the boss if there would be another truck coming for the freight and the boss told him no.....guess he had a look on his face that was priceless.

It's good to hear that dispatch backed you up, as they have done for us in the past. It's nice to know that someone has your back. And it is good to acknowledge when someone does it right.

Impose a political point of view? A Public Policy Polling nationwide survey of 1,151 registered voters Jan. 18-19 found that 49 percent of Americans trusted Fox News, 10 percentage points more than any other network.

Thirty-seven percent said they didn’t trust Fox, also the lowest level of distrust that any of the networks recorded. I would think Fox might be the best channel to tune your XM to when having guests aboard.

That's meaningless in the context of one courier in a truck with a driving team.

When this courier was in our truck, she told me the story. She was on a cross-country run with this team and they kept the radio on Fox the entire trip while prodding her to talk politics and agree with what was said on the radio. She did not ask to talk politics. She did not want to talk politics. She was too polite to request that the radio be turned off.

Forcing a trapped guest in your truck into an unwelcome and ongoing political conversation is imposing a political view and is not appropriate behavior on a run where a courier and drivers are sharing the same space.

It's about the run. It is about customer service. It's not about politics or Fox news or anything else. It would not matter if 99.99 percent of all Americans trusted Fox news. If the courier did not want to hear it all day and all night, it was wrong for the drivers to force it on her.

This is just one of many examples of how tricky a courier run can be. You are putting three people in a truck who have never met before and are going to share a small space for a long time. Courier runs are not for everyone, especially when you note that there is no up-charge to put a courier on a FedEx Custom Critical truck and no extra pay to the drivers.

I had a rough encounter with a courier which was similar to your description, except that at the end of things I was banned from serving a particular museum. On the other hand, that description doesn't quite match up with my memory of the trip that got me banned. I limit myself pretty much to one talk show in the morning (not even on Fox), and don't usually do that when we have a courier. In this particular case I had been waiting for a particular interview on the talk show (it was just a few days after the election of Obama) and I was interested in the comments of one of the losing candidates. I explained this to the courier and turned up the volume enough to hear when that interview actually came on, then turned it to something else when it was over. The courier, correctly guessing my political orientation, at one point asked my opinion about something and we discussed it for a few minutes. I did take a brief call (using my headset/handsfree) from a friend still fuming over the outcome of the election, but most of my comment to him was that we would have to wait and see how things played out. Nothing derogatory about the Pres-elect (I'm smart enough to figure that an artsy kind of person might just be an Obama fan). My wife doesn't listen to talk shows at all; she tuned the radio to mushy love songs all night. There was nothing in our conversations with the courier to indicate that she had a problem with anything, until we got a call a few days later from the arts team wondering what had happened. She had made a complaint that we forced her to listen to offensive radio, etc. We were stunned, since this came out of the blue. Upshot is I can't do art from that museum because they don't want me there, and I won't do art from that museum because I don't trust their couriers to be honest and fair with me. We had done courier loads to that museum before, but will never be back.

We've done courier loads before and since with no problem, but it just takes one to make you feel "burned" and never want to do another.

We have been lucky. We have only had ONE bad courier. We told dispatch that IF that guy had been the first we ever had we would have never allowed another. Most are really good or at least just sort of there.
